اتجاهات الزبائن نحو التذمّر وتأثيرها في سلوكهم التذمّري: دراسة ميدانية في قطاع خدمات الاتصالات الخلوية في سورية
Abstract
هدفت هذه الدراسة إلى التعرف على اتجاهات الزبائن في قطاع خدمات الاتصالات الخلوية في سورية نحو التذمر، وإلى تحديد تأثيرها في سلوكهم التذمري ، ولتحقيق أهداف البحث تم إعداد استمارة استبيان وتوزيعها على عينة من 560 زبون من زبائن شركتي (سيريتل وMTN) محل الدراسة ، وتم تحليل البيانات باستخدام عدد من الأساليب الإحصائية في برنامج الحزمة الإحصائية للعلوم الاجتماعية .17 SPSS، وبينت نتائج التحليل أن لدى الزبائن اتجاهات إيجابية نحو التذمر، وأنهم أكثر ميلاً للتعبير عن شكواهم إلى موظف خدمة الزبون ، كما بينت النتائج أن الزبائن أكثر ميلاً لنشر كلمة منطوقة سلبية عن المنظمة من التعبير عن الشكوى ، وأظهرت أيضاً وجود تأثير إيجابي لاتجاهات الزبائن نحو التذمر في تعبيرهم عن الشكوى ، ووجود أثر ضعيف لاتجاهات الزبائن نحو التذمر في نشر كلمة منطوقة سلبية عن المنظمة ، كما قدمت الدراسة بعض التوصيات التي يمكن أن تفيد الشركتين محل الدراسة. This study aims to recognize customers' attitude toward complaining in Mobile Telecommunication Service Sector in Syria and investigate its impact on customers' complaining behaviours , to achieve objectives of the research a questionnaire was designed and distributed to a sample of (560) customers of Syriatel and MTN mobile telecommunication companies, the data was analyzed by using a number of statistical methods in the program Statistical Package for Social Sciences (SPSS) V.17 . the results show that customers have positive attitude toward complaining ,customers are more likely to voicing their complaints to customer service employee ,in addition customers are more likely to engage in negative word of mouth than voicing their complaints to company .the results also show that customers attitude toward complaining have a positive impact on voice response ,and have a weak impact on negative word of mouth ,the study submitted some recommendations that could benefit the companies under the study.Downloads
